<p style="text-align: justify;">Reunión al completo del Grupo Benchmarking 500+ Gran Empresa en la sede del Banco Sabadell en Madrid. A lo largo del encuentro se ha podido conocer la visión de un experto en medición de la satisfacción del cliente con el testimonio de Montse Martín Salvador, Directora de Madison Market Research, experta en medición de satisfacción y experiencia de cliente, diseño de modelos, mediciones estratégicas y operativas quien comenta su experiencia para Vision.</p>\n
<p style="text-align: justify;"><strong>¿Qué valor están dando las compañías en este momento a la medición de satisfacción del cliente?</strong></p>\n
<p style="text-align: justify;">Los modelos de medición de la satisfacción y experiencia actuales buscan llevar a la acción. Que la información nos ayude a tomar acciones para la mejora, a activar la voz del cliente dentro de las organizaciones. <strong>Más que disponer de grandes volúmenes de datos, con modelos matemáticos muy pesados con gran cantidad de indicadores y cruces de información, lo que se busca son modelos más ligeros muy enfocados a la acción</strong>, a la toma de decisiones para la mejora. Es decir, se trata de medir aquello que nos ayude a gestionar, a actuar. Para ello, los modelos de voz del cliente deben tener en cuenta las siguientes consideraciones:</p>\n
<ul>\n
<li style="text-align: justify;">Ser reflejo de lo que viven los clientes: medición según el customer journey del cliente, haciendo hincapié en los momentos de la verdad, frente a las mediciones anteriores más enfocadas en evaluar los procesos internos.</li>\n
<li style="text-align: justify;">Ser racional y emocional: medimos la parte racional pero también la emocional, tanto declarada como inferida.</li>\n
<li style="text-align: justify;">La Clasificación/segmentación emocional del cliente: haciendo grupos en función de su vínculo emocional con la compañía (incondicionales/fans, atrapados…)</li>\n
<li style="text-align: justify;">El valor de las palabras: la importancia del análisis del verbatim y las historias de cliente para entender a los clientes y saber qué palancas trabajar.</li>\n
<li style="text-align: justify;">Escuchar en tiempo real: medir en el momento en que se está viviendo la experiencia.</li>\n
<li style="text-align: justify;">Actuar en tiempo real: en función del resultado de las mediciones, actuar solucionando los problemas de los clientes, tanto de forma reactiva, solucionando los problemas de forma individual a cada cliente, como de forma proactiva a través del diseño y ejecución de planes de mejora.</li>\n
<li style="text-align: justify;">Impacto económico: vincular con impacto económico, sacar indicadores relacionados con el negocio cruzados con indicadores de experiencia de cliente de forma que veamos qué palancas debemos tocar de forma prioritaria. Por ejemplo, mejorar los insatisfechos, mejorar los neutros…</li>\n

<p style="text-align: justify;"><strong>¿Revoluciona mucho este\u{A0} área de gestión la transformación digital?</strong></p>\n
<p style="text-align: justify;"><strong>Transformación digital y experiencia de cliente van de la mano.</strong> Por un lado, los productos, procesos o canales de relación de las compañías, tanto los no digitales como aquellos relacionados con el desarrollo digital, deben estar diseñados con el enfoque del customer centric, es decir, pensados por y para el cliente, poniendo al cliente en el centro. La medición de la experiencia de cliente proporciona información necesaria para el diseño y mejora de los mismos, analizando en tiempo real el comportamiento y la opinión de los clientes y usuarios.</p>\n
<p style="text-align: justify;">Por otro lado, <strong>la propia medición de experiencia de cliente se realiza apoyándose en plataformas tecnológicas de medición y gestión de la voz del cliente</strong>, plataformas que recogen la voz de cliente a través de distintos canales digitales y no digitales, como email, web, IVR, QR, encuestas telefónicas, Redes Sociales, etc., despliegan el reporting de forma automática a toda la organización y permiten la gestión en tiempo real.</p>\n
<p style="text-align: justify;"><strong>¿Estas mediciones se traducen en proyectos concretos de forma ágil en las organizaciones?</strong></p>\n
<p style="text-align: justify;"><strong>Los modelos de medición de voz del cliente actuales permiten poner en marcha proyectos de mejora de la experiencia de cliente de forma ágil</strong> en las organizaciones, convirtiéndose en el eje vertebrador a partir del cual empezar a accionar la voz del cliente dentro de la compañía, alineando a toda la organización bajo este mismo objetivo. Tienen la ventaja\u{A0} de que se pueden iniciar con un proyecto piloto de forma sencilla, ágil y económica, y con los aprendizajes adquiridos como elemento ilustrador y facilitador, desplegar a toda la organización en un tiempo bastante ajustado, obteniendo resultados positivos desde el primer día.</p>\n
<p style="text-align: justify;">Aleix Escassi Pascual, Director de Cliente y Desarrollo de Negocio de Banco Sabadell, presentó en la Jornada el <strong>Mapa de medición de la Experiencia de Cliente en Banco Sabadell</strong>, entidad fijada en ser líder en Experiencia de Cliente en todos los segmentos de cliente.
